Loyalty programme operations

A practical routine for loyalty rules, member activity, reward commitments, staff guidance and exceptions.

Run an existing loyalty programme by aligning member promises, transaction records and delivery. The regular routine covers approved rules, activity reconciliation, exceptions, available benefits and clear staff explanations. A named operations owner is accountable and coordinates rules, transactions, benefits, customer service and partner delivery.

Keep a register of member promises

For each benefit, record the qualifying action, when it becomes available, material limits, the system that records it and the team responsible for delivery. Include offers that depend on stock, appointments or a partner. A reward displayed in an account still needs a workable claim route.

Keep member-facing wording beside the operating rule. If an offer says a reward is available in store, identify the eligible stores and how staff will provide it. Review the wording and delivery route together when either changes.

Keep evidence supporting factual claims about offers and benefits alongside the relevant promise record. The ACCC can require businesses to back up claims and may investigate possible misleading claims or take compliance or enforcement action. It does not resolve individual disputes or provide legal advice.

Reconcile activity and resolve exceptions

At a regular cut-off, compare eligible orders, refunds, point movements and completed reward uses with their source records. Show pending and spendable points separately. Give unmatched orders, duplicate awards, failed claims and manual adjustments an owner and a next action.

For each correction, retain the source transaction, applicable rule, original entry and reason for the change. Escalate a pattern affecting many members as an incident. Decide which activity can continue during investigation and how staff should describe balances that may be wrong. Rebuilding balances after an incident requires a separate, event-by-event reconciliation.

Review open commitments

Run the open-commitments review under the detailed procedure owned by the sibling article. For programme operations, confirm the review has an accountable owner, a due date and an escalation route, and that finance receives the records it needs for its own assessment.

Keep explanations current

Give staff a dated rule card covering eligibility, earning, use, returns, expiry and disputed balances. They should be able to find the relevant rule and transaction history without guessing. Use customer questions to practise when to answer and when to escalate.

Retain earlier terms with their effective dates. An older purchase, reward or booking may need to be explained under an earlier rule. For any change to point value or earn rate, keep the approval record and effective date with the operating rule so staff can identify which terms apply to which activity.

Review the whole operation

At each review, the programme operations owner asks whether eligible activity posted correctly, members could use available benefits, exceptions have owners, open commitments remain deliverable, and account views and staff guidance match the applicable terms. Assign a due date to each material gap.

Review purchase, claim, refund and rule-change paths before launch and after relevant system changes.

Include payment-card linking in rule governance checks. The ACCC’s 2019 customer loyalty schemes page recommends ending the automatic linking of members’ payment cards to their loyalty scheme profiles.
